Examines how AI-mediated touchpoints reshape customer perceptions across brand interactions. Using a sequential experience model, the paper challenges single-touchpoint CX measurement and proposes a dynamic, AI-aware framework for understanding how customers attribute value and trust across algorithmically curated journeys.
Using structural equation modeling with data from 847 banking customers across Costa Rica and Guatemala, this paper demonstrates that negative CX events have an asymmetrically stronger impact on loyalty defection than positive events have on loyalty reinforcement — with important implications for CX investment prioritization.
Proposes and validates a methodology using Large Language Models to extract structured CX insights from unstructured review data at scale. Demonstrates that LLM-extracted pain and joy points match human-coded qualitative analysis quality (κ=0.81) while processing 10,000x more data points — moving CX measurement from periodic surveys to continuous behavioral signals.
Challenges the dominant practice of modeling customer satisfaction as static averages across cohorts. Proposes a temporal, heterogeneous framework that captures satisfaction dynamics — revealing that ~30% of customers follow satisfaction trajectories fundamentally different from the mean, improving churn prediction accuracy by 10–14% vs. traditional models.
Develops and validates an integrated framework identifying 11 key CX constructs in digital ecosystems — including trust, perceived value, risk, co-creation, omnichannel consistency and AI personalization — and their relationships. Provides the most comprehensive CX model for the digital-first context, validated with 1,200+ e-commerce customers across three countries.
Tests the mediating role of Employee Experience (measured via eNPS, enablement index and alignment score) in the relationship between organizational CX culture maturity and customer satisfaction outcomes. Multi-industry sample (banking, retail, healthcare) across Costa Rica, Guatemala and Panama — n=1,450 employees, 3,200 customers.
